The AI Paradox: Why More Technology Means More Humanity

AI is rapidly transforming the workplace, but don’t be fooled into thinking it’s as simple as replacing workers. If you want to stay ahead of the curve, try a human-centered approach.

Why Employees Must Remain in the Loop

With headlines predicting widespread job displacement due to AI (38% of companies expect AI to replace workers), leaders face the complex challenge of integrating totally new tech while keeping human workers engaged and productive as they increasingly “RTO” (return to the office). It raises the question, are these two goals even compatible?

Automation and advances in technology aren’t new (anyone else remember the RPA craze of the mid 2010’s?). On the surface, automation frequently seems easy and straightforward. There are so many things that new AI tools are able to do effectively, from document summarization to image generation and translation. On top of that, these tools can perform tasks in a fraction of the time it would take a human. Machines are good at processing large amounts of data at breakneck speed, and automations can use pattern recognition to mimic the work of humans.

But let’s take a step back and consider prior innovations. CAD software revolutionized architecture and engineering, but it didn’t eliminate the need for architects and engineers. Calculators perform complex math faster than any human, yet we haven’t removed mathematics from school curricula. Jobs like bookkeeping, which involve calculations, weren’t replaced by computers either. Instead, these technologies empowered people to do more.

If you believe that AI is so unlike all past technologies as to no longer require a human element in order to return business value, consider where those beliefs came from. Are they rooted in a realistic assessment of AI’s capabilities and limitations, or are they driven by hype and fear? Have you observed successful examples of total automation first hand, or do all your anecdotes come from sources that are trying to sell you something?

Technology is always a gamble. Those who have paused hiring to explore how AI can replace human workers are making the riskiest bet, one that is based neither in historical patterns nor in current best practice. To make better bets with AI, it helps to know a bit more about its limitations and to break down the complexities of workflows in order to understand where AI can help, which we’ll do in the next two sections.

The Hidden Cost of Unpredictable Errors

While AI holds great promise, we find it’s important to also acknowledge limitations when talking to customers. Even before the advent of large language models (LLMs), countless machine learning algorithms (trees, ensembles, boosting, backprop, RNNs, GANs, attention, and on and on) have been introduced with great fanfare to solve problems like network intrusion, fraud, and spam detection. Years later, these problems remain largely “unsolved” in the sense that all still require humans in the loop. This is because all attempts at total automation for these problems has resulted in costs that have outweighed the benefits.

Consider what we can learn from public failures. Air Canada was forced to pay one of its customers after its chatbot mistakenly stated that the customer can apply for bereavement rates and will be refunded retroactively. LLMs mimic the reasoning observed in the data that they are trained on, but they do not have the ability to reason. LLMs also have the tendency to hallucinate and produce incorrect results.

To be sure, innovations in AI guardrails can help resolve these kinds of problems, and commercial GPTs are improving all the time. But you should think of each AI you bring on board as a business risk, plan how to mitigate any failures (what will you do if it hallucinates, takes an incorrect action, or fails to act in an important situation?) and factor those costs into your projections. Keeping humans in the loop is often far cheaper than the cost to offset damage to reputation.

The Complexity of Work and the Human Advantage

There’s a fundamental misunderstanding of the work human beings do. While AI excels at discrete tasks with clear inputs and outputs, human work often involves complex functions, collaboration, navigating uncertainty, and adapting to changing conditions. Because these aspects of work are complex and difficult to capture in training data, they are not well-suited for an AI.

Let’s take customer service as an example. Chatbots have been touted as the replacement for customer service and maybe it’s just us, but it seems like customer service is only getting worse. Excellent customer service requires empathy, adaptability, and the ability to handle unexpected situations—skills that AI currently lacks.

On the other hand, companies we’ve worked with that have integrated AI tools to assist their human agents have been able to demonstrate increased efficiency without degrading customer satisfaction:

Now our retail customer service associates have a dashboard that provides key details about customers, including summaries of past interactions, and suggests recommendations based on previous purchases. Our associates use that knowledge to provide service tailored for that customer. This increases the odds that both my team and our customers are satisfied, which increases loyalty and engagement, ultimately resulting in higher profits for our business.

Similarly, the idea that software engineers can be replaced by tools like Github Copilot and Cursor overlooks the multifaceted nature of software development. While these tools can assist with coding, they can’t replace the human element of understanding requirements, designing solutions, and collaborating with stakeholders.

Instead of replacing humans, AI can empower them. At Rotational, we’ve been using AI coding tools for the last two years to accelerate our development process. While AI can automate certain tasks, it doesn’t have to mean layoffs. In fact, AI can be used to free up employees from repetitive and mundane tasks, allowing them to focus on more meaningful and creative work. This can lead to increased job satisfaction, higher productivity, and a more innovative workforce.

Many of us have jobs that require us to perform repetitive, mundane tasks that can result in burnout. This is especially the case when we are expected to meet unrealistic deadlines on a continual basis due to the pressures of competition. These tasks can be things like having to constantly search for things in the company intranet, reading through multiple documents, producing summaries, recording meeting minutes, etc. These are areas where AI can be used to free up employees’ time to do work that is more meaningful and creative and can reduce the pressure of deadlines.

It’s also worth noting that AI can help solve one of the biggest challenges in most organizations, which is communication. AI can help employees who struggle with communication by crafting clear emails and messages. This can be particularly helpful for non-native English speakers or those who simply aren’t strong writers. GPTs can provide real-time feedback and suggestions, helping employees to improve their communication skills. AI can even help bridge communication gaps between different departments or teams by translating technical jargon into plain language or by identifying potential conflicts and suggesting ways to resolve them. As AI continues to evolve, we can expect even more innovative solutions to emerge that will help us communicate and be better humans to each other.

Final Thoughts

It’s impossible to predict the future, but it’s safe to say that AI is here to stay. But don’t get distracted by the “replace your workers” hype. If you want to remain competitive in the age of AI, start by creating a more functional workplace for your team.

Here are some specific steps that companies can take to start leveraging AI:

  1. Interview your team to identify areas where AI could be used to improve their efficiency, productivity, and quality of life.
  2. Invest in training and development programs, or at the very least, give your employees permission to experiment with AI to learn how to use it effectively.
  3. Create a culture of innovation and collaboration where employees feel empowered to delegate mundane work to an AI so that they can focus on harder problems and help you level up.

By taking these steps, companies can position themselves for success in the AI-powered future.
